Is call center management a dying career?
By our task-by-task count, 32 of a typical 40-hour week as a contact center manager still need a person. Tools could already take about 8 hours. Contact centers are where AI has moved furthest into customer work, and the cuts so far are smaller than the forecasts. Gartner's October 2025 survey of 321 customer service leaders found only 20% had reduced agent headcount because of AI, and Gartner predicts half of the companies that did will rehire for similar work under different titles by 2027.

Meanwhile, centers are closing for older reasons. Charter moved work from its Appleton, Wisconsin call center to other US centers in 2026. JPMorgan Chase was reported in June 2026 to be consolidating a Plano, Texas call center into larger sites.
Most of what makes your seat worth having is the least exposed work you do: coaching supervisors, people decisions, escalations and the budget. About 62% of your week sits there. The risk to you is how many agents, supervisors and sites your company keeps. A manager who can show what the bot actually saves, and runs people and bots on one scorecard, is the one who keeps a seat when two centers merge.
The hard truth
The agent jobs you supervise are projected to shrink.
Customer service rep jobs are expected to shrink over the next decade as more tasks are automated. Your seat exists because there are agents to lead.

What stays yours
Coaching supervisors and agents
This rests on relationships and context. You know which supervisor is burning out and which agent is ready for the escalations desk. A score cannot tell you why someone stopped trying.
Performance management, attendance and exits
The accountability here is borrowed from the employer. Someone must stand behind a final warning or a termination in front of HR.
Escalated customers and regulator cases
You hold this accountability informally, and it takes context. A complaint to a regulator needs a person who can explain what happened and fix it.
Owning the budget and service targets
You hold this accountability informally. Leadership wants one name next to the cost per contact and the service level.
Compliance: recording consent, payment card rules, audit evidence
You hold this accountability. The center must show auditors and regulators who checked what.
What's the next role for a contact center manager?
Plan A is your best move inside the work you do now. Most sessions in the 13-week plan build toward it.
- A
Senior contact center or customer operations manager who runs people and bots together
Why it fits
Why you. You already run the center where the bot, the IVR (the automated phone menu) and the quality tool are landing, and you own the numbers they change.
The gap. You don't yet have a side-by-side scorecard, written handoff rules or a staged plan for headcount.
The trade-off. You are building the case that one center can run with fewer people, and it may be used to merge another site into yours or yours into another.
Other moves that fit
These are also good bets in this field. Read them if Plan A doesn't suit you.
Agent workforce manager
Why it fits
Why you. You already set goals, review work, write escalation rules and decide who approves what, for people. These roles ask for the same thing for AI agents.
The gap. You have run one bot. You have not yet run a set of AI agents with measured goals.
The trade-off. Postings are thin, and the title may fade as managing agents becomes part of every manager's job.
Director of customer operations across sites
Why it fits
Why you. Site leaders with clean numbers are the natural pick when centers merge.
The gap. You need a supervisor ready to run your site and a record that survives a merger review.
The trade-off. There are fewer of these seats each time sites merge, and the role often means more travel and less time on any floor.
What's a plan B for call center managers?
Plan B is a job AI is creating that these skills already fit. One session a week in the plan trains you for it, so it is ready if your job shrinks or you want a change.
BPlan B, picked for this role
Agent workforce manager
You already set service level, handle time and quality targets for supervisors, and deployed AI agents need the same targets, reviews and escalation rules.
Other options
AI customer experience strategist
You know which contact reasons are simple and which customers need a person, and deciding that split is the core of this job.
Conversation designer
You have heard thousands of calls go well and badly, so writing how a bot speaks and when it hands off draws on what you know.
In your own plan you can switch to any of the 47 roles.
The first two weeks
The first 2 of 13 weeks. Three sessions a week of 30, 45 and 30 minutes, plus one 40-minute Plan B session. Each session ends with something you can keep, like a list or a number. By week 13 you'll have a scorecard that compares the bot and your people, written handoff rules for the bot, and a staged headcount plan you have walked finance through.
- Week 1: Measure your week
What you do
- AKeep a time log for one week. Sort your hours by the task list on this page.
- APull six months of service level, cost per contact, repeat contacts and complaints into one sheet.
- AList every report you and your supervisors make. Write who reads each one and what they do with it.
- BTake the first half of Anthropic's AI Fluency course, a free online class. Write down the four habits it teaches.
- Week 2: Check the bot's real numbers
What you do
- APull the bot's containment, the share of contacts it finishes without a person, for the last three months. Split it by contact type.
- AFor the same contact types, count customers who contacted you again within seven days.
- AWrite one paragraph on what the bot really saves. Show the gap between the vendor's estimate and your number.
- BFinish the AI Fluency course and pass its final quiz.

Risks beyond AI: highHeadcount and site consolidation risk
A contact center manager seat exists because there are agents to supervise. Each agent the bot replaces takes a share of a supervisor, each supervisor team takes a share of a manager, and when two centers merge one manager seat goes. This risk outranks the AI one for your seat.
Where this could be wrong
- We assumed an in-house center. At an outsourcer, the client contract sets your headcount, and site risk is higher than we estimated.
- If AI quality scoring gets trusted for discipline, AI starts doing more of performance management, and your part of it shrinks.
- If voice agents get good at complex calls, escalations lose some of their protection, and agent counts fall faster than Gartner's 20% figure suggests.
- The Gartner rehiring forecast is cautiously hopeful, and no company has committed to it. Rehired work may land at a different company, title or site.
